Most call centres do not lose customers because their agents are rude. They lose them in the gaps: the call that rang out at 9:05 when everyone was busy, the regular patient who waited behind first-time callers, the agent who forgot to call back, the supervisor who found out about the queue only after the complaints came in. This guide walks through the contact centre features that close those gaps, how each one works in Voxdial Contact Center, and what they change for a hospital front desk and for any customer service team.
The problem: calls fall through the gaps
A hospital takes calls for appointments, reports, admissions, billing and emergencies, often from the same few numbers and at the same peak hours. A service business sees the same pattern: a Monday morning rush, a lunch-hour dip, and callers who hang up after a minute of ringing. Adding agents helps, but only if the system decides who answers, what callers hear while they wait, and what happens to every call nobody picked up.
Routing and queues: the right call to the right person
Group queue (inbound groups)
Each phone number or IVR option points to an inbound group, such as Appointments, Lab Reports or Billing. When a call arrives, the group offers it to an available agent: the agent who has been idle the longest goes first, and agent priority (1 to 9) decides who is offered calls before others. Senior staff can be set as backup with a lower priority, so they only get calls when the main team is busy.
For each group you choose:
- Whether callers wait in a queue when all agents are busy, and the music or announcement they hear.
- The maximum number of callers allowed to wait, and the wait timeout with a destination for callers who reach it.
- A service level target in seconds, which drives the wallboard.
- Call recording on or off, and the CRM or form page that opens for agents.
VIP callers go to the front
Contacts in the address book can be given a VIP level from 1 (highest) to 9. Waiting calls are handed to agents in VIP order first, then first-come, first-served, and agents see a VIP icon against those callers in the queue. A hospital can use this for doctors calling the desk, corporate clients or patients in an ongoing treatment plan; a business can use it for key accounts.
Call actions: what happens while callers wait
Instead of a simple “please hold”, each queue can run up to ten timed steps while the caller waits: play an audio message, send an SMS, change the route, redirect to another destination, send busy or hang up. For example, after 60 seconds play “We are busy, you can also message us on WhatsApp”, after 90 seconds send the caller an SMS with a link, and after three minutes move the call to an overflow group. The same engine runs as an agent queue action while a call is ringing an agent, so an unanswered call is moved on instead of ringing forever.
Human first, AI as backup
Voxdial Contact Center is built human first. Agents answer first; when no agent is free, a BitVoice AI voice agent can pick up, answer common questions in Indian languages and hand the caller back to the next free agent with a summary. Read AI receptionist vs auto attendant for when that makes sense.
Missed calls: turn every missed call into a callback
Missed call capture
If a caller hangs up in the queue, is turned away because the queue is full, or rings an agent who does not answer, the call is recorded as missed. Each caller appears once, matched on the last ten digits of their number, with a count of how many times they tried. Every agent’s missed-call panel updates live, showing today’s missed calls for their own groups.
Auto callback
With auto callback switched on for an agent, the agent console dials the oldest missed caller in that agent’s groups whenever the agent is idle and available. You set how often it checks (every 10 seconds to every hour) and the hours it is active, for example 8 am to 8 pm, so nobody is called late at night. Each number is claimed by one agent at a time, so two agents never call the same patient back.
Undialed missed calls worklist
Supervisors get a worklist of missed callers who have not yet been called back, with how many times they called and how many times you called them. A number drops off the list once it has been called back, so the list shows exactly who is still waiting. See missed call management in a call centre for a full process.
Agent features: less clicking, more talking
Auto answer
When auto answer is on, incoming calls connect to the agent’s headset straight away, with no ring and accept step. In a busy appointment desk this saves a few seconds on every call and stops calls being missed while an agent reaches for the mouse.
Auto closure (wrap-up)
After each call the agent goes into a short wrap-up state to finish notes. With auto closure on, the console ends wrap-up and puts the agent back in the queue automatically after a configurable time (30 seconds by default), so agents do not stay unavailable because they forgot to click.
Agent queue
Agents can move a live call into their own agent queue, keep working, and later pick it up, connect it to someone else or bring it into a conference. This is useful when a caller needs to wait while a report is found or a doctor is checked, without blocking the main group queue.
Two ways to take calls
Each agent is set to either auto-serve, where the system rings them with the next call and connects the next waiting call as soon as they finish, or click-and-pick, where they choose calls from the group queue themselves. Operators and senior staff often prefer click-and-pick; high-volume agents work best on auto-serve.
Status, breaks and call controls
Agents switch between available, paused and break, with a break reason such as meal, meeting or training. If an agent does not answer an offered call, you choose whether they are moved to wrap-up, break, paused or left available. In the console they get blind, attended and agent-to-agent transfer, conference with mute and remove, park, keypad tones, quick contacts, a busy lamp field to see who is free, and a group chat for the team. Read attended vs blind transfer and busy lamp field.
CRM and ticket pop-up
When a call is answered, the group’s form or CRM page opens inside the agent console with the caller’s number filled in. Agents can click any phone number in the CRM to dial it. In hospital set-ups, a ticket pop-up records name, phone, secondary number, department, employee number, status and remarks. Dispositions, lead forms with up to 60 fields and custom fields capture the outcome of every call. See click to call CRM integration.
Supervisors: see the queue before it becomes a complaint
The live dashboard shows service level, occupancy, abandon ratio, answer rate, average wait and handle time, with an hourly chart and the status of every agent. The wallboard refreshes every few seconds with queue size, longest wait, agents by state, abandoned calls and peak hour, and gauges against your own targets for service level, answer rate, occupancy, first-call resolution and abandon rate.
Supervisors can listen to a live call, whisper to the agent without the caller hearing, or barge in to help. Read call barging, whisper and listen and call centre KPIs and the wallboard.
Reports that show where calls are lost
| Report | What it answers |
|---|---|
| Inbound and outbound reports | Every call, with recording playback and Excel export |
| Agent performance | Calls, talk time and status time per agent |
| Detailed report | A timeline of each agent’s status through the day |
| Missed calls and missed calls history | Who called and was not answered, and how often |
| Undialed missed calls | Who is still waiting for a callback |
| Abandoned by agent, queue and IVR | Where callers gave up, and how long until they were called back |
What it changes for hospitals
- Appointment and enquiry desks: inbound groups per department, VIP priority for doctors and regular patients, and auto callback so no missed caller waits until the next day.
- Departments and tickets: the ticket pop-up captures department and employee number, so every enquiry has an owner.
- Medical transcription: doctors dictate from their extension, and transcribers see each recording with playback, editable text and a pending or completed status. Read medical dictation and transcription.
- Emergency alerts: call response teams at once with a voice message and see who answered. Read emergency alert system.
- Front desk operators: the operator console handles waiting calls, transfer and park with keyboard shortcuts.

What it changes for other customer contact centres
- Sales and service teams: VIP routing for key accounts, CRM screen pop and click to call, and callbacks within minutes instead of hours.
- Multi-location businesses: one queue across branches and agents working from home, see remote agent management.
- Omnichannel: WhatsApp and Facebook open inside the same agent console, and agents take WhatsApp calls like phone calls. Read omnichannel contact center.
- Security: one login per agent at a time, a blacklist for nuisance callers, user permissions and an activity log.

FAQs
What is auto callback in a call centre?
Auto callback makes the agent console call back the oldest missed caller automatically whenever an agent is free, within the hours you set, so missed calls are returned without anyone having to remember.
How does VIP call routing work?
Each contact in the address book can be given a VIP level from 1 to 9. VIP callers are given to agents ahead of other waiting callers, and agents see a VIP icon against them.
What is the difference between a group queue and an agent queue?
A group queue holds callers waiting for any agent in a team, such as Appointments. An agent queue belongs to one agent, who can place a live call there and pick it up later.
What do auto answer and auto closure do?
Auto answer connects incoming calls to the agent’s headset with no ring and accept step. Auto closure ends after-call wrap-up after a set time (about 30 seconds by default) and puts the agent back in the queue.
