Lead Management in a Call Centre: Lists, Forms and Recycling

How call centres manage leads: campaigns, lead forms, custom fields, dispositions, lead recycling, missed-call callbacks, CRM and WhatsApp follow-up.

Leads come in from everywhere: website forms, missed calls, walk-ins, WhatsApp chats, exhibitions and partner referrals. Without a system, they sit in spreadsheets and inboxes, and many are never called. Lead management in a call centre means giving every lead a home, a clear next step and an outcome, so agents call the right people and managers can see what happened to each one. This guide covers lead lists, lead forms, dispositions, recycling and callbacks, with examples from Voxdial Contact Center.

What lead management in a call centre includes

A simple lead process has five parts:

  1. Capture: collect leads in one format with the same fields.
  2. Assign: group leads into campaigns and give them to the right agents.
  3. Call and record: agents call, fill in a form and pick an outcome.
  4. Follow up: leads that need another call come back at the right time.
  5. Report: managers see outcomes by campaign, agent and date.

Every step depends on clean data and consistent outcomes. The tools below make that easier.

Organise leads into campaigns

In Voxdial Contact Center, a campaign ties together a lead form, a list of leads, the agents who will work them and the calling method. You might run one campaign for website enquiries, another for exhibition leads and another for renewals. Each campaign shows how many new, uncalled leads it holds and whether it is active.

Leads are uploaded as a CSV or Excel file. Download the sample CSV for the campaign first, so the column headings match the lead form. On import, Voxdial reports how many rows were added, how many were skipped as duplicates of a phone number already in that campaign, and how many failed. That keeps the same person from being called twice from one list.

Calling methods: keep agents in control

For lead work, manual and preview calling suit most Indian businesses. In preview mode the agent sees the lead’s details before the call is placed, so they know who they are calling and why. That leads to better conversations and fewer annoyed customers than machine-paced dialling. Only call people who have asked to hear from you or have an existing relationship with you, and follow the TRAI rules on commercial calls and the customer’s DND preferences.

Lead forms and custom fields

A lead form is the on-screen form agents fill in while working a lead. You decide the fields, the type of each field, which are required and which are read-only, and up to three phone number fields per lead.

Good lead forms are short. Ask only for what sales or service will use:

  • Name and phone (pre-filled from the upload).
  • Product or course of interest.
  • Budget, location or branch.
  • Next step and preferred callback time.

Custom fields turn free text into pick-lists such as dropdowns, radio buttons or checkboxes. They can also be linked so one list depends on another, for example a city list that changes with the state selected. Pick-lists keep data clean, which makes reports and follow-up far more reliable than typed notes.

Dispositions: the outcome of every call

A disposition is the outcome code an agent picks at the end of a call, such as “Interested”, “Call Back”, “Wrong Number” or “Not Interested”. In Voxdial, each disposition has a short code, a display name that agents see, and a call status that marks the call as connected or not connected. You can also require a remark for some outcomes, such as a callback time or a reason for losing the lead.

Tips for a good disposition list:

  • Keep it under fifteen options so agents choose correctly.
  • Separate “no answer” or “busy” from real conversations.
  • Make “Call Back” require a remark with the time.
  • Review the list every quarter and retire codes nobody uses.

Lead recycling: bring leads back at the right time

Not every lead is reached on the first try. Lead recycling brings leads back into the campaign based on their outcome. In Voxdial you add a recycle rule to a campaign, pick a disposition and set an interval after which those leads come back to be called again. For example:

DispositionRecycle afterReason
No AnswerA few hoursTry at a different time of day
BusyShorter intervalThe person is near the phone
Call BackAs noted by the agentThe customer asked for a time
Not InterestedDo not recycleRespect the customer’s answer

Set sensible limits. A lead that has not answered after several attempts on different days is better moved to a WhatsApp or SMS follow-up than called again.

Callbacks and missed calls

Some of your best leads call you. If they reach a busy line, they are a missed call, not a lead in a list. Voxdial keeps an undialed missed calls worklist of callers who have not yet been called back, and agents with auto callback turned on can have their panel dial un-returned missed calls while they are idle, within the hours you set. See missed call management for the full process.

Connect leads with your CRM and WhatsApp

Many teams keep the master lead record in a CRM. The Voxdial agent console can open your CRM in a tab, pop the customer record when a call comes in and let agents click to call from inside the CRM. Our guide to click to call CRM integration explains the setup.

WhatsApp is often the better channel for follow-up after a call: a brochure, a location pin or a payment link. With the BitVoice social media platform, agents and sales teams answer WhatsApp, Instagram and website chats in a shared inbox. See WhatsApp API integration with CRM for how leads move between chat and the CRM.

Report on lead outcomes

Campaign Reports list every call made through your campaigns with the agent, number, campaign, date, disposition and call type, with recordings where available. Filter by agent, campaign, disposition and date, then download to a spreadsheet. Useful weekly questions:

  • How many leads were contacted out of those uploaded?
  • What share reached “Interested” or a sale?
  • Which agents convert best, and what do their calls sound like?
  • Which lead sources produce the most wrong numbers?

You can also download a campaign’s full lead data, which helps when sharing results with sales or marketing.

FAQs

What is lead management in a call centre?

It is the process of capturing leads, assigning them to agents, recording the outcome of each call and following up at the right time, with reports on what happened to every lead.

What is lead recycling?

Lead recycling brings leads back into a calling campaign based on their last outcome, such as No Answer or Call Back, after an interval you set.

What is a disposition in lead management?

A disposition is the outcome code an agent picks at the end of each call, such as Interested, Call Back or Wrong Number. It drives follow-up rules and reports.

How do you avoid calling the same lead twice?

Upload leads into campaigns that skip duplicate phone numbers, use clear dispositions, and set recycle rules so a lead only comes back when another call is needed.
